Banking customers judge service at moments of financial consequence: a disputed card transaction, a delayed payment, a mortgage application update, an account restriction, or an unexplained fee. Front-line and complaint teams must resolve these contacts accurately while protecting customer data, meeting conduct obligations, documenting decisions, and preventing avoidable escalation. Poorly handled complaints create repeat contact, operational cost, regulatory exposure, social-media damage, and loss of trust; well-handled cases can recover relationships and reveal failures in products, processes, and communications.
This five-day course develops practical service and complaint-handling capability for retail, commercial, and digital banking environments. Participants learn to diagnose customer needs, communicate complex banking information in plain language, de-escalate difficult conversations, distinguish a service request from a formal complaint, investigate fairly, and write defensible responses. They practise complaint classification, root-cause analysis, case ownership, vulnerability recognition, redress decision-making, and escalation management using banking scenarios. The course also addresses complaint records, service-level monitoring, quality assurance, and the use of complaint data to improve customer journeys.
Instructor-led workshops combine short briefings with realistic case files, call simulations, written-response reviews, and team investigations. Participants assess anonymised scenarios involving payment disputes, account restrictions, delayed lending decisions, fees, fraud concerns, and vulnerable customers.
