Course overview
Service failures are rarely caused by one frontline interaction. They emerge when customers move between channels, teams, systems and policies: an online promise differs from the contact-centre response, a hand-off loses context, or a recovery process creates more effort than the original problem. Organisations often hold survey scores, call data and operational measures, yet lack a shared view of where journeys break down, which moments matter most, and which improvements will produce measurable value. This course equips participants to turn fragmented evidence into an actionable customer journey map for service improvement.
Participants learn a disciplined customer journey mapping method, from selecting a priority journey and defining a persona to mapping stages, actions, touchpoints, emotions, effort, backstage processes and ownership. They will combine voice-of-customer feedback, service metrics, frontline insight and process evidence; identify pain points and root causes; distinguish symptoms from failure demand; and prioritise improvement opportunities using impact, effort, risk and feasibility criteria. The course also covers service blueprinting, cross-channel consistency, accessibility considerations, journey measurement and governance.
Delivery combines instructor-led demonstrations with facilitated mapping workshops, case analysis and peer challenge. Participants work on a realistic service scenario or an approved journey from their own organisation, using Miro, Microsoft Visio, Qualtrics XM and Excel-based prioritisation tools. By the end of the week, each participant leaves with a documented current-state journey map, a service blueprint for a critical moment, a prioritised improvement backlog, proposed measures and a 90-day implementation plan suitable for presentation to service, operations and leadership stakeholders.

Requirements and prerequisites
Participants should have at least two years of experience in customer service, customer experience, operations, digital delivery or process improvement. They should be comfortable discussing customer segments, service channels, basic operational metrics and the internal teams involved in delivering a service. Familiarity with customer feedback sources such as surveys, complaints, call reasons or CRM records is useful, as is basic spreadsheet use for sorting and scoring information. No prior journey-mapping qualification, design software expertise, statistical modelling or specialist research background is required. Participants may bring a real service journey and available evidence, but this is not mandatory.
Training methodology
The course is delivered through short instructor-led method sessions followed by structured application. Participants analyse a service case, review customer comments and operational data, and build maps collaboratively in Miro or Microsoft Visio. Facilitated critiques test assumptions about personas, touchpoints, emotions, ownership and root causes. Small groups convert map findings into service blueprints, scored improvement backlogs and measurement plans. On the final day, each participant applies the method to a selected journey and receives peer and instructor feedback on a presentation-ready 90-day action plan.

Day 1: Framing the journey improvement challenge

- Identifying moments of truth, vulnerable customers and high-effort interactions
- Setting journey hypotheses and measurable improvement objectives
- Planning stakeholders, evidence sources and mapping workshop roles
Workshop: Participants create a journey charter defining the target customer, scope, success measures, evidence needed and stakeholders for a priority service journey.
Day 2: Mapping the current customer experience
