Course overview

Professional service teams are judged not only on technical accuracy but also on responsiveness, clarity, ownership and the ease of doing business with them. A delayed acknowledgement, ambiguous scope explanation, poorly managed hand-off or defensive response to a complaint can undermine client confidence even when the underlying work is strong. This course helps participants manage service interactions consistently across email, phone, meetings, service portals and internal escalation channels.

Participants learn to translate client needs into clear service commitments, use active listening and structured questioning, set expectations without overpromising, and communicate progress when work depends on several specialists. The course covers service standards, client journey mapping, service-level agreements, prioritisation, difficult conversations, complaint handling and service recovery. Participants practise writing concise client updates, documenting cases accurately, escalating with useful context and using feedback to identify recurring service failures.

Instruction combines facilitated discussion, realistic professional-services cases, communication drills, workflow analysis and peer review. Participants work with service scenarios involving missed deadlines, unclear requirements, dissatisfied clients and cross-functional hand-offs. They leave with a practical Customer Service Improvement Plan containing a mapped client journey, response standards, escalation criteria, service-recovery steps and individual actions to apply with their own clients or internal stakeholders.

The course is designed for client-facing professionals and team leaders in consulting, legal, financial, technical, HR, engineering, managed-service and other knowledge-based service environments. It is especially valuable where service quality depends on coordination between account teams, specialists and operational support functions.

Course objectives

By the end of this course, participants will be able to:

  • Map a client journey to identify service moments, ownership gaps and friction points
  • Apply active-listening and probing-question techniques to clarify client needs and priorities
  • Write response standards and service-level commitments that set realistic expectations
  • Use a case-prioritisation matrix to triage requests by urgency, impact and agreed service level
  • Draft concise client updates that communicate status, dependencies, risks and next actions
  • Conduct a structured service-recovery conversation using acknowledgement, remedy and follow-up steps
  • Document client cases and escalations with complete context, accountability and resolution evidence
  • Produce a Customer Service Improvement Plan for a selected professional service workflow

Benefits of attending

Who should attend

  • Client Services Managers — who need consistent service standards across client-facing teams
  • Account Managers — who manage expectations and coordinate delivery across specialist functions
  • Professional Services Consultants — who need to balance technical work with clear client communication
  • Customer Success Managers — who protect retention through proactive support and service recovery
  • Service Desk Analysts — who triage, document and escalate requests under defined response commitments
  • Team Leaders — who coach staff on client interactions, hand-offs and complaint resolution

Requirements and prerequisites

Participants should have some experience supporting external clients or internal service users in a professional, technical or advisory environment. They should be familiar with routine workplace communication by email, telephone and online meetings, and understand basic concepts such as a client request, deadline, escalation and hand-off. No prior customer-service qualification, CRM certification or formal sales training is required. Participants do not need advanced software skills; course exercises use sample case records and templates. Complete beginners can attend, but should expect to practise professional communication and service-process methods rather than technical product support.

Training methodology

The instructor uses short service-management briefings followed by realistic practice drawn from consulting, managed-service and advisory environments. Participants analyse client emails, case histories, SLAs and feedback comments; conduct paired listening and service-recovery role-plays; and work in groups to map hand-offs and escalation routes. Facilitated peer review focuses on the precision of language, completeness of case records and feasibility of commitments. Each participant develops and presents an end-of-course Customer Service Improvement Plan for a service interaction or workflow from their own role.

Frequently asked questions

You should have some exposure to serving clients, customers or internal service users in a professional setting. You do not need formal customer-service training, CRM certification or sales experience, but familiarity with email communication, requests and escalations will help you apply the exercises quickly.

A laptop is useful for live online delivery and helpful in the classroom for completing templates, but participants do not need access to their employer's live systems. The course uses sample case records, SLA extracts, client emails and planning templates that can be completed during the sessions.

It is designed for professionals whose technical, advisory or operational work involves direct client contact or service hand-offs. It is particularly relevant to account managers, consultants, customer success staff, service desk analysts and first-line team leaders.

This course focuses on the realities of professional services: managing scope, coordinating specialists, explaining dependencies, documenting decisions and recovering trust when delivery is affected. It does not focus on retail transactions, call-centre scripts or high-volume consumer selling.

You can use the questioning, expectation-setting and update structures in your next client interaction. The case-prioritisation, escalation and service-recovery methods can also be incorporated into team workflows, CRM notes and service review meetings.

You will leave with a completed Customer Service Improvement Plan for a service interaction or workflow relevant to your role. It includes a client journey map, service standards, escalation criteria, service-recovery actions and measurable 90-day implementation steps.
