Contact centre team leaders are expected to protect customer experience while managing service levels, coaching advisors, resolving escalations and reporting performance to operations managers. When queues rise or quality scores fall, leaders need more than motivational techniques: they need a repeatable way to diagnose demand, monitor advisor behaviour, intervene fairly and improve the customer journey without damaging productivity or morale. This course addresses the operational decisions that determine whether a contact centre delivers consistent, customer-centred service across voice, email, chat and digital channels.
Participants learn how to translate customer service strategy into daily team leadership routines. They use service level, abandonment, average handling time, first contact resolution, customer satisfaction, quality assurance and adherence measures to identify the real cause of performance gaps. The course covers contact monitoring, calibration, structured coaching, escalation ownership, workforce communication, complaint recovery, root-cause analysis and improvement planning. Participants also practise leading difficult performance conversations while preserving accountability, psychological safety and a clear focus on the customer outcome.
The programme is delivered through facilitator-led operational briefings, contact-centre scenarios, quality-monitoring exercises, metric interpretation workshops and coached role plays. Participants work with realistic dashboards, customer contacts and case data rather than abstract leadership theory. Requirements and prerequisites
Participants should have practical experience working in a contact centre, customer service operation or service desk, ideally with responsibility for advisors, escalations, quality monitoring or daily performance reporting. They should recognise common measures such as average handling time, service level, customer satisfaction, first contact resolution and schedule adherence, and be comfortable discussing calls, emails or chats against a quality standard. Familiarity with a CRM, ticketing system or contact-centre dashboard is useful but not essential. No advanced analytics, formal coaching qualification, Salesforce certification or prior workforce management training is required.
Training methodology
The instructor uses realistic contact-centre operating data, anonymised customer interactions and service recovery cases to connect leadership decisions with measurable outcomes. Short expert-led sessions establish the methods, followed by dashboard diagnosis, QA scoring calibration, coaching role plays and group problem-solving around queues, complaints and repeat contacts. Participants practise using structured templates for huddles, coaching records and escalation reviews. Each day closes with an applied activity, and the final day converts learning into a 30-day Team Customer Service Improvement Plan for the participant’s own operation.

Day 2: Quality assurance, monitoring and calibrated feedback
