Course overview
Customer Success Managers are expected to protect revenue, increase product adoption, and build executive relationships, yet many customer interactions begin as service issues: a failed implementation, unresolved ticket, billing dispute, feature limitation, or frustrated end user. When service ownership is unclear, CSMs can overpromise, lose credibility with support teams, or allow a recoverable incident to become a renewal risk. This course equips CSMs to handle high-stakes service moments without abandoning their strategic customer-success remit.
Participants learn how to distinguish support, success, and account-management responsibilities; assess issue severity and customer impact; communicate realistic recovery commitments; and coordinate escalations across support, product, engineering, finance, and professional services. The course applies service-recovery methods, customer journey mapping, root-cause analysis, ticket-quality standards, stakeholder communication plans, and risk-based escalation models. Participants practise turning service data—including ticket volume, time to resolution, CSAT, product usage, and sentiment—into actionable success plans and renewal-risk conversations.
Delivery combines instructor-led frameworks with realistic SaaS and B2B service cases, live escalation simulations, ticket and account-review workshops, and peer critique. Participants use customer-success and service-management workflows to develop an Escalation and Service Recovery Playbook for one of their own accounts or a detailed case account. The finished playbook includes severity criteria, stakeholder roles, communication templates, action owners, success measures, and a post-incident prevention plan that can be implemented with their manager and cross-functional partners.
The course is designed for experienced Customer Success Managers, senior CSMs, team leads, and post-sales professionals who already manage customer portfolios and need stronger operational control of service-related risk. It is particularly valuable for organisations where CSMs work alongside separate support, product, and delivery teams but remain accountable for customer confidence and commercial outcomes.

Requirements and prerequisites
Participants should have practical experience managing B2B or SaaS customer accounts, including customer meetings, renewal discussions, adoption reviews, or coordination with support teams. Familiarity with common customer-success measures such as churn, renewal rate, CSAT, NPS, product adoption, account health, and support SLAs is assumed. Participants should also be able to interpret basic CRM records and support-ticket data. Prior use of Salesforce, Gainsight, Zendesk, or Jira Service Management is helpful but not mandatory; demonstrations use representative workflows. No coding, data-science, ITIL certification, or formal project-management qualification is required.
Training methodology
The five days combine short instructor-led briefings with account-based practice. Participants examine anonymised ticket histories, health-score changes, stakeholder emails, and service dashboards to diagnose risk and make escalation decisions. Role plays recreate executive complaint calls, internal war-room meetings, and post-incident reviews; peers assess clarity of commitments and ownership. Small groups build severity matrices, communication cadences, and corrective-action registers. Each participant progressively develops an Escalation and Service Recovery Playbook, then receives structured feedback and completes a 30-day workplace application plan.

Day 1: Customer success accountability in service moments
- The boundary between customer success, support, professional services, and account management

- Customer journey mapping around implementation, adoption, support, and renewal touchpoints
- Account health indicators: product usage, ticket burden, CSAT, sentiment, and commercial exposure
- Customer-impact assessment for administrators, end users, champions, and executive sponsors
- Service-level agreements, experience-level agreements, and realistic CSM commitments
- Early-warning signals and account-risk logging in customer-success workflows
Workshop: Participants map a case customer's service journey and produce an account-risk register that identifies the service failures most likely to affect retention.
Day 2: Escalation design and cross-functional control

- Escalation triggers based on business impact, contractual exposure, sentiment, and renewal timing
- RACI and decision-rights design for support, CSM, engineering, product, and leadership
- Ticket triage standards and customer-context enrichment

- Escalation governance in Salesforce, Zendesk, Gainsight, and Jira Service Management
Workshop: Participants run a cross-functional triage workshop for a major incident and produce a RACI-based escalation plan with owners, milestones, and decision deadlines.
Day 3: Customer communication and service recovery
- Acknowledgement, empathy, accountability, and expectation-setting in service recovery
- Separating confirmed facts, working hypotheses, and unapproved commitments
- Audience-specific updates for executives, champions, administrators, and end users

Workshop: Participants conduct a simulated executive escalation call and produce a written incident update that states impact, actions, milestones, risks, and next contact time.
Day 4: Root cause, prevention, and data-led success action
- Five whys and fishbone analysis for recurring service failures
- Pareto analysis of ticket categories, defect patterns, and repeat contacts
- Interpreting first response time, resolution time, reopen rate, backlog age, and CSAT
- Linking support data to adoption barriers and account health scores
- Post-incident reviews that distinguish corrective, preventive, and customer-success actions
- Corrective-action registers with due dates, evidence, and accountable owners
- Closed-loop feedback from customers to product, engineering, and enablement teams
Workshop: Participants analyse a service-data pack, complete a root-cause review, and produce a corrective-and-preventive action register for the case account.
Day 5: Account recovery and operational implementation
