Course overview
Retail store supervisors sit between customer-facing colleagues, store management and head-office policies. They are expected to resolve escalated complaints, protect sales during service failures, maintain queue flow, coach team members in the moment and recognise when an issue requires formal escalation. Without a consistent approach, supervisors can offer uneven remedies, miss recurring causes of dissatisfaction and leave colleagues uncertain about what good recovery looks like. This course equips supervisors to turn difficult service moments into controlled, commercially sound resolutions.
Participants learn how to diagnose customer needs, de-escalate emotionally charged conversations, apply service-recovery principles and make fair decisions within store policy. They practise using complaint categories, customer journey maps, root-cause analysis and service metrics such as Net Promoter Score (NPS), Customer Satisfaction (CSAT), abandonment rate and first-contact resolution. The programme also covers shift huddles, observation-based coaching, queue-management decisions, accessibility requirements and the handover of high-risk complaints to managers or central customer-care teams.
Teaching combines instructor-led demonstrations, retail scenarios, role plays, group analysis of complaint data and practical coaching exercises. Participants use Zendesk-style ticket workflows, Microsoft Excel service dashboards and Shopify POS scenarios to work through realistic cases involving returns, delivery failures, stock-outs, pricing disputes and suspected fraud. Each participant leaves with a Store Customer Service Improvement Plan containing service standards, escalation routes, team coaching actions, selected KPIs and a 30-day implementation schedule.

Requirements and prerequisites
Participants should have at least six months of retail customer-facing experience and be familiar with routine store activities such as transactions, returns, stock enquiries, promotions and shift handovers. They should understand their organisation’s basic customer-service and refund policies, even if those policies vary by store or region. Confidence using email, web applications and simple Microsoft Excel spreadsheets is helpful because service data and ticket examples are used in class. No previous management qualification, CRM administration experience or formal customer-experience training is required. Complete beginners to retail supervision should expect an intensive but supported introduction to supervisory judgement and coaching.
Training methodology
The course is delivered through short instructor-led inputs followed by retail-specific practice. Participants work with realistic complaint tickets, POS transactions, queue observations and customer-feedback data rather than abstract service examples. Role plays cover difficult returns, pricing disputes, delayed collections and emotionally upset customers; peers use structured observation sheets to give feedback. Workshop: In paired role plays, participants resolve three escalating customer cases and complete a written remedy and escalation rationale for each.
