Course overview
Customer support teams often lose time and customer confidence because ticket routing, ownership, prioritisation and escalation are handled inconsistently. In Freshdesk, this usually appears as tickets sitting unassigned, agents using different statuses and categories, SLA breaches discovered too late, and managers lacking reliable data on backlog, resolution quality or channel demand. This course addresses the operational design behind the helpdesk, enabling participants to turn Freshdesk from a ticket inbox into a controlled, measurable support workflow.
Participants learn to configure and manage Freshdesk workflows across email, portal, chat and social support channels. They practise designing ticket fields, groups, agent roles, statuses, priorities, SLA policies, automations, canned responses, knowledge base structures and escalation rules. The course also develops practical reporting capability using Freshdesk Analytics, including service-level dashboards, workload reports, first-response analysis, resolution trends and recurring-issue identification. Participants learn how to translate customer service policy into rules that agents can follow consistently.
Instructor-led demonstrations are combined with configuration labs based on realistic support scenarios, such as an e-commerce returns queue, a software incident desk and a multi-tier B2B support operation. Participants build a working workflow design throughout the week, then test it against sample ticket volumes and escalation situations. Each participant leaves with a documented Freshdesk workflow blueprint containing ticket taxonomy, routing logic, SLA matrix, automation rules, reporting requirements and a practical rollout plan for their own team.

Requirements and prerequisites
This is a foundation-to-intermediate course. Participants should understand the basic purpose of a customer support ticket, including assignment, status, priority, response and resolution. Experience of handling tickets in Freshdesk or another service desk is helpful but not essential. Participants should be comfortable using a web browser, completing forms and working with simple spreadsheet data. A laptop is required for configuration labs; access to a Freshdesk trial, sandbox or training account will be provided or arranged. No coding, API knowledge, database administration or prior workflow-automation experience is required.
Training methodology
The course uses short instructor-led Freshdesk demonstrations followed by guided configuration labs in a training environment. Participants work through realistic ticket queues, creating groups, custom fields, SLA policies, Dispatch'r rules, Supervisor rules and reporting views. Case discussions examine the operational consequences of poor categorisation, unclear ownership and unsuitable escalation thresholds. Small-group workshops compare workflow designs for different service models, while daily exercises produce components of an individual workflow blueprint. The final session uses peer review and instructor feedback to convert that blueprint into a prioritised implementation plan.
