This five-day course develops practical capability in Genesys Cloud CX customer contact operations. Requirements and prerequisites

This is a foundation-to-intermediate course. Participants should understand the basic purpose of a contact centre, including queues, agents, customer interactions, service level, average handle time and escalations. Experience using Genesys Cloud CX as an agent, supervisor, administrator or reporting user is helpful but not essential. Participants should be comfortable using a web browser, spreadsheets and operational reports. No coding, API development, telephony engineering or prior Architect-flow build experience is required. Complete beginners should expect a guided introduction to the Genesys Cloud CX interface before working through operational scenarios and data-led exercises.

Training methodology

The course is delivered through instructor-led explanation, live Genesys Cloud CX demonstrations and hands-on work in a controlled training tenant. Participants investigate a simulated operation with fluctuating demand, missed service targets, routing defects and inconsistent quality results. Small-group workshops use queue views, conversation records, WFM schedules, evaluation forms and Architect flow maps to reach operational decisions. Daily exercises produce components of a final improvement plan, which participants review with peers and refine into actions they can apply in their own customer contact environment.

Workshop: Participants use queue and conversation views to diagnose a simulated morning service failure and produce a prioritised intraday action list.

Day 2: Routing, journeys and Architect flow operations

  • Capacity rules, utilisation and channel concurrency considerations
  • Architect inbound flow structure, reusable tasks and flow versioning

Workshop: Participants create a staffing response for a demand spike, adjusting a forecast and schedule while documenting service and cost trade-offs.

Day 4: Quality management, coaching and operational insight

  • Genesys Cloud Quality Management policies, evaluations and assignment workflows
  • Evaluation form design using critical, behavioural and compliance criteria
  • Interaction search, recording review and screen-recording evidence
  • Quality calibration method and inter-rater consistency checks
  • Coaching actions, performance feedback and follow-up tracking
