Course overview
Patient experience is shaped at every contact point: booking appointments, checking in, explaining delays, handling billing questions, responding to complaints, and supporting families during stressful decisions. In healthcare, poor service is not merely an inconvenience; it can reduce trust, increase missed appointments, escalate grievances, damage satisfaction scores, and create avoidable pressure on clinical teams. This course helps experienced healthcare service professionals improve interactions while maintaining appropriate boundaries, privacy, safety, and clinical escalation procedures.
Participants learn how to map the patient journey, identify service failure points, and apply practical communication methods in high-emotion situations. The programme covers service recovery, de-escalation, trauma-informed communication, AIDET communication, complaint handling, accessibility, health literacy, and the use of patient feedback data. Participants practise responding to common healthcare scenarios, including appointment delays, distressed relatives, unclear instructions, billing disputes, discharge concerns, and complaints involving perceived disrespect or poor coordination.
Teaching combines instructor-led input with role plays, patient journey mapping, call and message analysis, complaint-case workshops, and team-based improvement planning. Participants use realistic service measures, including HCAHPS-style feedback themes, complaint categories, response-time data, and patient comments, to diagnose experience issues and prioritise action. Each participant leaves with a Patient Experience Improvement Plan containing a mapped service journey, service standards, escalation routes, service-recovery scripts, selected measures, and a 90-day implementation roadmap.
The course is particularly suited to staff who already manage patient-facing service, operational, reception, contact-centre, complaints, or experience-improvement responsibilities and need a more disciplined approach to improving care interactions across teams.

Requirements and prerequisites
Participants should have experience in a patient-facing, healthcare operations, contact-centre, reception, complaints, or service-improvement role. Familiarity with basic patient confidentiality requirements, local escalation procedures, appointment workflows, and routine customer service communication is assumed. Participants should be able to read simple operational reports, such as complaint logs, wait-time reports, survey comments, or call-quality scores. No clinical qualification, data-analysis software expertise, formal quality-improvement certification, or prior experience with HCAHPS, Salesforce Service Cloud, Qualtrics XM, or Epic MyChart is required. Participants should bring examples of recurring service issues from their own setting where organisational policy permits.
Training methodology
The course is delivered through facilitated classroom or live-online workshops built around realistic healthcare service cases. Participants analyse patient comments, complaint files, call transcripts, waiting-time scenarios, and care-transition failures before practising structured responses in role plays. Small groups map journeys, identify hand-off risks, draft service standards, and test recovery scripts against demanding patient and family scenarios. The instructor provides targeted feedback on language, escalation decisions, documentation, and measurement. The final day is devoted to building and peer-reviewing an applied Patient Experience Improvement Plan for each participant’s service area.

Day 1: Patient Experience Foundations and Journey Diagnosis
- Patient experience, patient satisfaction, and clinical quality distinctions

- Service failure modes in scheduling, reception, waiting, handovers, and billing

- Confidentiality boundaries and appropriate non-clinical escalation routes
Workshop: Participants create a current-state patient journey map for a selected service pathway and identify five prioritised friction points.
Day 2: Communication for Trust, Clarity, and Difficult Conversations
- AIDET communication for introductions, explanations, time expectations, and closure
- Plain-language techniques for procedures, instructions, and care transitions
- Teach-back method for confirming patient understanding
- Trauma-informed communication principles for distressed patients and families
- Active listening, empathy statements, and expectation-setting language
- De-escalation stages for anger, anxiety, confusion, and perceived disrespect
- Telephone, email, portal-message, and face-to-face communication standards
Workshop: Participants conduct observed role plays involving delayed appointments and unclear discharge instructions, then revise their communication scripts.
Day 3: Service Recovery, Complaints, and Escalation

- Distinguishing immediate service recovery from formal complaint investigation
- Complaint intake, documentation, consent, and record-keeping requirements
- Root-cause categories for communication, access, staff conduct, coordination, and environment
- Escalation thresholds for safety concerns, safeguarding, clinical issues, and legal risk
- Writing clear, respectful complaint responses without defensive language
- Closing the loop with patients, families, staff, and improvement owners
Workshop: Participants analyse a multi-stage complaint case, prepare a response plan, and draft a service-recovery communication.
Day 4: Measuring and Improving the Patient Experience
- HCAHPS-style experience domains and their operational implications
- Designing usable patient feedback questions and comment-coding structures
- Complaint trend analysis by theme, location, channel, severity, and recurrence
- Wait-time, abandonment, first-contact resolution, and response-time measures
- Qualitative analysis of patient narratives and verbatim comments
- Prioritisation matrices using impact, effort, risk, and patient-volume criteria
- Plan-Do-Study-Act cycles for testing service improvements
Workshop: Participants build a simple patient-experience dashboard and prioritise improvement actions from a sample feedback dataset.
Day 5: Embedding Service Standards and Improvement Accountability

- Using Salesforce Service Cloud cases to track enquiries, complaints, and follow-up actions

- Ownership matrices, escalation maps, and cross-functional improvement governance
- Ninety-day implementation planning with measures, milestones, and review routines
