Course overview

IT service management platforms only deliver value when their processes, data, access controls and automations are administered consistently. Poor configuration can produce misrouted incidents, stalled requests, unreliable SLA reporting, excessive access rights and a CMDB that cannot support change decisions. Administrators need to understand both the platform configuration and the service management practices that give each record, workflow and metric a clear operational purpose.

This course prepares participants to administer a ServiceNow ITSM implementation using ITIL 4-aligned service management practices. Participants configure users, groups and roles; tailor forms, lists and catalog items; administer incident, request, problem, change and knowledge processes; define SLAs; build Flow Designer automations; maintain CMDB data; and create operational reports and dashboards. The course also addresses update sets, testing, release control, integration data flows, audit requirements and administration governance.

Instruction combines short technical briefings with guided configuration cases based on service desk, banking operations, public-sector support and enterprise technology scenarios. Participants examine the effects of configuration choices on fulfilment teams, approvers, requesters and process owners. They leave with a reusable ITSM administration pack containing access-control designs, workflow specifications, CMDB governance controls, SLA definitions, reporting measures and a prioritised platform administration action plan.

The course is suited to IT service management administrators, service desk leads, application support specialists and process owners who are responsible for configuring, improving or governing ServiceNow ITSM processes. It is also useful for managers overseeing a platform implementation or moving from informal service support practices to controlled, measurable IT service management.

How the course runs

Training methodology

The course uses short instructor briefings followed by guided configuration cases, group analysis and platform-based simulations. Participants work through realistic scenarios involving service desk routing, employee requests, change approvals, CMDB ownership, SLA breaches and reporting requirements. Trainers use examples from regulated organisations, shared-service teams and enterprise IT operations. Discussion focuses on the trade-offs between standard configuration, scripted changes, access control and maintainability. Each participant develops an administration action plan that can be adapted to their own ServiceNow ITSM responsibilities.

Requirements and prerequisites

Participants should understand basic IT support operations, including incidents, service requests, user access and escalation. Familiarity with ITIL terminology such as incident, change, problem, SLA and configuration item is helpful. Participants should be comfortable using browser-based business applications, working with records and lists, and interpreting simple process flows. Prior experience administering ServiceNow is useful but not required. Coding, API development, database administration and formal ITIL certification are not required; technical scripting is discussed only where it affects administration decisions.

Frequently asked questions

You should understand basic IT support operations and recognise common terms such as incident, request, change and SLA. Previous ServiceNow administration experience is helpful but not required, and no coding background is assumed.

Bring a laptop if attending in person, together with examples of service desk, request, change or reporting issues from your workplace. Training materials are provided, and access to your employer's ServiceNow instance is not required.

The course is intended for ServiceNow administrators, service desk leads, process owners, CMDB managers and application support analysts. It also suits IT operations managers responsible for platform governance and service measures.

ITIL Foundation explains service management concepts and terminology, while this course focuses on configuring those practices in a ServiceNow ITSM environment. Developer training focuses more heavily on scripting, application development and custom code.

Participants can use the templates and action plan to review role access, catalog workflows, CMDB controls, SLA definitions and reporting measures. The methods are designed for practical administration work, release planning and process-improvement discussions.

The five days contain approximately 32.5 contact hours, delivered through ten modules of roughly three hours each plus course opening, breaks and daily review. Time is divided between instructor explanation, configuration cases, group work, simulations and administration planning.
