Course overview
Customer service teams often operate with fragmented case queues, inconsistent entitlement checks, manual escalations and limited visibility of customer issues across channels. This course addresses the configuration work required to turn ServiceNow Customer Service Management (CSM) into a controlled operating environment: one that routes cases correctly, applies service commitments, gives agents relevant context and exposes recurring issues before they damage customer experience. It is designed for professionals who must configure and improve CSM rather than simply use an existing agent workspace.
Participants configure the core CSM data model, case types, account and contact structures, products, install bases, entitlements and service definitions. They build assignment and routing rules, set up customer-facing intake through portals and record producers, configure Agent Workspace experiences, and automate fulfilment, approvals and escalations with Flow Designer. The course also covers knowledge management, major case handling, task integration, SLAs, notifications, security controls, reporting and Performance Analytics measures for case volume, resolution performance and customer service quality.
Instruction combines guided configuration demonstrations with structured work in a ServiceNow training instance. Each day uses a realistic business scenario in which participants make design choices, configure records and workflows, test the resulting customer and agent experience, and diagnose configuration defects. By the final day, each participant has produced a documented CSM configuration blueprint and working prototype for a selected customer service process, including a case lifecycle, routing logic, entitlement controls, automation flow and performance measures. Participants receive a certificate of completion.

Prior CSM implementation experience is not required, and coding in JavaScript is not required; the course focuses on configuration-first techniques, although it explains where scripting and integrations may be needed.
Training methodology
The instructor uses a configured ServiceNow training instance to demonstrate each design decision before participants apply it in guided labs. Short scenario briefings frame the work around a multi-product service organisation with accounts, entitlements, escalations and cross-functional fulfilment teams. Participants configure records, workspace experiences, flows and dashboards individually, then review routing and SLA choices in small groups. Daily troubleshooting checkpoints require participants to test cases from customer submission through closure. The final workshop converts the completed build into an implementation-ready configuration blueprint and application plan.
