Course overview
Service teams often track satisfaction scores, complaint volumes and response times without knowing which parts of the service experience are creating dissatisfaction or where investment will have the greatest effect. SERVQUAL provides a disciplined way to measure the gap between what customers expect and what they believe they received across reliability, assurance, tangibles, empathy and responsiveness. This course helps professionals replace broad customer-service assumptions with evidence that can be segmented, analysed and acted upon.
Participants learn to design, administer and interpret a SERVQUAL study for their own service context. They define service attributes, adapt the standard expectation and perception statements, select samples, construct survey scales and calculate dimension-level gap scores. The course also covers questionnaire testing, response-bias controls, data cleaning, reliability testing, priority matrices and presentation of findings to operational leaders. Participants practise translating negative gaps into service standards, process improvements, coaching priorities and measurable recovery actions.
Delivery combines instructor-led method demonstrations with guided analysis of a realistic service dataset in Microsoft Excel and IBM SPSS Statistics. Teams compare customer segments, identify statistically meaningful patterns and challenge unsupported conclusions in management reports. Each participant develops a SERVQUAL measurement pack: a tailored questionnaire, sampling and fieldwork plan, scoring workbook, analysis template, results dashboard and 90-day service-improvement action plan ready for workplace adaptation.
The course is designed for customer experience, service operations, quality, insight and account-management professionals who already work with customer feedback and need a repeatable measurement method rather than a general introduction to service excellence.

Requirements and prerequisites
Participants should have practical experience of a customer-facing service, customer feedback programme, service operations process or account relationship. They should be comfortable reading tables, percentages and averages, and able to use basic Microsoft Excel functions such as sorting, filtering and simple formulas. Familiarity with survey questions, Likert scales, customer satisfaction or Net Promoter Score is helpful but not essential. Participants do not need prior SERVQUAL knowledge, formal statistics training, coding ability or previous use of IBM SPSS Statistics. Those without SPSS experience will follow guided exercises using prepared datasets and step-by-step instructions.
Training methodology
The instructor introduces each SERVQUAL component through short demonstrations, annotated examples and discussion of service-sector cases. Participants then work in pairs and small groups to adapt scale items, audit questionnaire wording, calculate gap scores and analyse a supplied dataset in Microsoft Excel and IBM SPSS Statistics. Case discussions test how findings should and should not be interpreted when sample sizes, response rates or segment differences are weak. On the final day, each participant assembles a workplace application plan and receives structured peer and instructor feedback on their measurement pack.
