Course overview
Telecommunications customers judge an operator at the moments where service, billing, network performance and contract commitments collide. A missed installation appointment, unexplained roaming charge, repeat fault, SIM activation failure or threatened cancellation can quickly become a complaint, credit request, social-media escalation or port-out. Service teams must resolve the immediate issue while protecting lifetime value, regulatory obligations and the customer’s confidence in the brand. This course equips experienced telecom service professionals to manage those conversations and improve the processes behind them.
Participants learn to diagnose contact drivers across mobile, fixed broadband, pay-TV and business connectivity services; distinguish network, provisioning, billing and device-related failure patterns; and use structured discovery to establish ownership and next actions. The course covers complaint handling, vulnerable-customer support, service recovery, churn-risk assessment, retention offer design, save-desk negotiation and escalation governance. Participants practise using customer-history data, interaction notes, root-cause analysis, journey mapping, quality scorecards and retention metrics such as repeat-contact rate, first-contact resolution, save rate, churn rate and customer effort.
Delivery combines instructor-led telecom scenarios, role-played calls and chats, case analysis, data workshops and peer review. Participants work with realistic CRM records, outage updates, billing disputes and cancellation requests, then receive feedback against a service-quality rubric. They leave with a practical Telecom Customer Recovery and Retention Playbook: a documented set of discovery questions, escalation criteria, recovery actions, retention decision rules, interaction-note standards and a 30-day improvement plan that can be adapted to their own operation.
The programme is designed for professionals who already handle or supervise customer interactions and need stronger judgement in complex, high-value or high-risk cases. It is equally relevant to managers seeking more consistent frontline decisions, lower avoidable churn and clearer evidence on the operational causes of customer dissatisfaction.
Course objectives
By the end of this course, participants will be able to:
- Diagnose telecommunications contact drivers using a service-failure classification matrix for network, billing, provisioning and device issues
- Conduct structured discovery conversations that establish customer impact, account history, ownership and next-best action
- Apply a complaint-handling workflow that records evidence, sets resolution commitments and triggers appropriate escalations
- Use customer journey maps and root-cause analysis to identify repeat-contact and customer-effort failure points
- Assess churn risk using usage, payment, tenure, interaction and cancellation-intent indicators
- Design retention offers using eligibility rules, value protection principles and documented commercial guardrails
- Coach service interactions with a telecom quality scorecard covering empathy, accuracy, compliance and resolution ownership
- Produce a Telecom Customer Recovery and Retention Playbook for implementation in a live service operation
Benefits of attending

Target competencies
Who should attend
- Telecommunications Customer Service Managers — who need consistent resolution, escalation and retention practices across teams
- Retention and Save-Desk Specialists — who handle cancellation, port-out and contract-renewal conversations
- Contact Centre Team Leaders — who coach advisors against quality, first-contact resolution and churn measures
- Customer Experience Managers — who must connect journey insight to operational fixes in service channels
- Complaints and Escalations Officers — who manage complex cases involving billing, outages, credits and regulatory risk
- Account Managers for Telecom Business Customers — who protect relationships when service failures threaten renewal or revenue
Requirements and prerequisites
Participants should have at least six months of experience in a telecommunications service, retention, complaints, account-management or contact-centre environment. They should understand basic telecom customer journeys, including ordering, activation, billing, service faults, contract renewal and cancellation, and be comfortable reading CRM interaction histories and simple service-performance reports. Familiarity with measures such as first-contact resolution, average handling time, churn and customer satisfaction is helpful. No programming, network-engineering qualification, advanced analytics software or prior formal sales training is required. Participants should bring examples of recurring customer issues from their own operation where organisational policy permits.
Training methodology
The instructor uses telecom-specific case files rather than generic customer-service scripts. Participants analyse CRM timelines, bills, fault updates, installation records and cancellation signals; conduct role plays for calls, chat and escalation handovers; and compare decisions in facilitated save-desk and complaint-review workshops. Small groups build journey maps and root-cause trees from repeat-contact data, then test recovery and retention options against policy, cost and customer impact. Each day ends with a practical output, culminating in a reviewed 30-day implementation plan and individual Telecom Customer Recovery and Retention Playbook.
Course outline
Day 1: Telecom customer journeys and contact diagnosis
- Mobile, fixed broadband, pay-TV and business-connectivity customer journeys
- Contact-driver taxonomy for billing, network, provisioning, device and contract issues
- Customer effort and emotional impact at failure moments
- CRM timeline review and interaction-history interpretation
- First-contact resolution versus resolution quality trade-offs
- Ownership mapping across service, network operations, billing and field teams
- Telecom service metrics including repeat-contact rate, transfer rate and customer effort score
Workshop: Participants review a multi-contact broadband case file and produce a contact-driver classification, ownership map and next-best-action recommendation.
Day 2: Complex case resolution and complaint recovery
- Structured discovery questions for fault, billing and activation complaints
- Evidence capture from bills, orders, usage records and service tickets
