Course overview
Helpdesk analysts are judged on more than closing tickets quickly. They must capture accurate incident details, distinguish incidents from service requests, set priorities that reflect business impact, communicate clearly with frustrated users, and know when escalation is necessary. Inconsistent categorisation, weak troubleshooting notes and missed SLA targets create repeat contacts, slow resolution and poor confidence in IT. This course gives analysts a structured operating model for handling the full service desk lifecycle while maintaining a helpful, professional customer experience.
Participants learn practical IT service desk methods aligned to ITIL 4, including incident logging, categorisation, prioritisation, impact and urgency assessment, SLA management, first-line diagnosis, escalation, knowledge article use and closure validation. They practise working with ticket queues, documenting troubleshooting steps, applying communication templates and recognising recurring issues that should become problem records. The course also covers common support scenarios involving access, devices, applications, connectivity, password resets and standard service requests.
Delivery combines instructor-led demonstrations with realistic service desk simulations using ServiceNow and Jira Service Management-style workflows. Participants work through ticket triage, user conversations, escalation decisions and knowledge-base searches under timed conditions. By the end of the week, each participant produces a personal Service Desk Operations Playbook containing triage rules, priority guidance, investigation checklists, customer communication templates, escalation criteria and a practical improvement plan for their own support environment.

Requirements and prerequisites
This is a foundation-to-intermediate course and is suitable for people starting in a formal helpdesk or service desk role. Participants should be comfortable using a Windows or web-based business application, writing clear notes and communicating with users by email, chat or telephone. Familiarity with common workplace technologies such as user accounts, passwords, laptops, printers, Microsoft 365 and network access is helpful, but not essential. No prior ITIL certification, ServiceNow experience, Jira Service Management experience, scripting knowledge or technical qualification is required. Complete beginners should expect practical exposure to service desk terminology and structured troubleshooting processes.
Training methodology
The course uses short instructor-led briefings followed by service desk exercises that mirror a working support queue. Participants practise logging, prioritising and routing tickets in ServiceNow and Jira Service Management-style scenarios, then compare decisions against ITIL 4 guidance and service-level targets. Case studies include password failures, unavailable applications, slow laptops, connectivity issues and high-impact outages. Group reviews focus on ticket quality, user communication and escalation evidence. On the final day, participants assemble their Service Desk Operations Playbook and define actions to apply with their team.

Workshop: Participants convert six poorly described user contacts into complete, categorised ticket records with clear summaries and diagnostic questions.
Day 2: Prioritisation, SLAs and queue control
- Impact and urgency assessment using a priority matrix
- Business impact indicators for individual, team and enterprise incidents
- SLA response and resolution targets
- ServiceNow SLA timers, breach indicators and task ownership
- Jira Service Management queues, filters and agent assignment
- Ticket status management and pending-user follow-up rules
- Daily queue review and ageing-ticket control methods
Workshop: Participants triage a mixed queue of twenty tickets, assign priorities and owners, and produce a justified SLA recovery plan.
Day 3: First-line diagnosis and resolution
