Course overview
IT service teams are expected to restore disrupted services quickly, prevent recurring incidents, fulfil user requests reliably and demonstrate that change is controlled. Yet many organisations operate with inconsistent ticket categorisation, unclear escalation paths, weak knowledge capture and service reports that measure volume rather than value. This course gives participants a practical ITIL 4 method for designing, operating and improving service management practices across the service value system, whether the organisation uses ServiceNow, Jira Service Management or another ITSM platform.
Participants work through the purpose, value streams, roles, inputs, activities and measures for the most widely used ITIL 4 practices: incident management, service request management, problem management, change enablement, service level management, service desk, monitoring and event management, knowledge management, configuration management, supplier management and continual improvement. They learn to define priority models, build request fulfilment workflows, conduct problem analysis, assess change risk, establish service-level measures, create knowledge articles and select meaningful practice metrics. The course also shows how to connect practices instead of treating them as separate process documents.
Delivery combines instructor-led explanations with guided analysis of realistic service scenarios, workflow design exercises, metric reviews and group decision-making. Participants use templates to map a service value stream, document a practice operating model and identify improvement actions against current-state service management. Each attendee leaves with an ITIL 4 Service Management Practice Improvement Pack containing a prioritised practice assessment, RACI draft, workflow design, KPI set and 90-day implementation plan that can be adapted for their own team.
The programme suits professionals moving from operational support into service management ownership, as well as experienced practitioners who need a consistent ITIL 4 basis for improving existing practices.

Requirements and prerequisites
This is a foundation-to-intermediate course. Participants should understand basic IT support terms such as incident, service request, outage, escalation, change and SLA, and should have some exposure to a service desk, operations or application support environment. Experience using an ITSM tool such as ServiceNow, Jira Service Management, BMC Helix or ManageEngine is helpful, but no particular platform expertise is assumed. Participants do not need prior ITIL certification, coding skills, formal process-design experience or access to a live service management system. Complete beginners should expect to spend time learning core ITIL vocabulary before applying it in exercises.
Training methodology
The instructor uses short, focused ITIL 4 briefings followed by applied work on a running service-management case. Participants classify tickets, set incident priorities, map request and change workflows, analyse recurring failures, draft service-level measures and review sample dashboard data. Small groups compare control options for realistic operational decisions, including emergency changes and major incidents. Templates are completed throughout the week rather than only discussed. The final session is an application-planning workshop in which each participant assembles a practice improvement pack for a selected service or team.

Day 1: ITIL 4 foundations and service value streams
- ITIL 4 service management concepts: utility, warranty, outcomes, costs and risks
- The service value system and its six core activities
- Guiding principles applied to service management decisions
- Service value chain design for operational support services
- ITIL 4 practices versus traditional process documentation
- Practice operating model: purpose, scope, roles, inputs and outputs
- Continual improvement model and improvement register structure
Workshop: Participants map a current-state service value stream for a business application and identify hand-off delays, control gaps and improvement opportunities.
Day 2: Incident, request and service desk practices
- Incident management workflow from detection through resolution and closure
- Impact, urgency and priority matrix design
- Major incident roles, communication plans and stakeholder updates
- Service request management and request catalogue design
- Service desk channels, triage rules and escalation models
- Knowledge management lifecycle and knowledge article quality criteria
- Service desk performance measures including first-contact resolution and backlog ageing
Workshop: Participants design a priority matrix, major incident communication sequence and request catalogue workflow for a fictional payroll service.
Day 3: Problem, monitoring and configuration practices
- Problem management triggers, problem records and known error control
- Root cause analysis using five whys, fishbone analysis and fault tree thinking
- Trend analysis of recurring incidents and ticket categorisation quality
- Monitoring and event management: event types, thresholds and correlation
- Configuration management purpose, configuration item relationships and data quality
- Service configuration management system and CMDB governance concepts
- Linking events, incidents, problems, knowledge and configuration items
Workshop: Participants analyse an incident trend dataset, produce a problem record and define monitoring and configuration data needed to prevent recurrence.
Day 4: Change enablement, service levels and suppliers
- Change enablement objectives and value of risk-based control
- Standard, normal and emergency change models
- Change risk assessment criteria and change authority design
- Change schedule, change calendar and collision analysis
- Service level management: SLIs, SLOs, SLAs and experience measures
- Service reporting design and interpretation of operational metrics
- Supplier management interfaces, underpinning agreements and performance reviews
Workshop: Participants assess a set of proposed changes, assign change models and authorities, then draft service-level measures for a customer-facing service.
Day 5: Practice integration and improvement planning
- Integrating ITIL 4 practices across an end-to-end value stream
- RACI design for service management practice ownership
- Practice maturity assessment using capability criteria and evidence
- Selecting KPIs, KRIs and leading indicators for practice performance
- Continual improvement register prioritisation and benefit hypothesis writing
- Implementation sequencing, adoption risks and stakeholder engagement
- Ninety-day service management improvement roadmap development
Workshop: Participants complete and present a 90-day ITIL 4 practice improvement pack containing priorities, workflow changes, owners, measures and implementation milestones.
