Course overview
ServiceNow ITSM administrators are expected to keep incident, request, problem and change workflows usable while balancing service desk needs, governance controls and platform maintainability. Poorly designed forms, inconsistent assignment rules, weak CMDB relationships and unmanaged configuration changes create slow resolution times, unreliable reporting and costly rework. This course addresses the practical administration work required to run a controlled ITSM implementation rather than simply operate the user interface.
Participants configure and administer core ServiceNow ITSM capabilities: tables, forms, lists, roles, groups, users, assignment rules, notifications, SLAs, service catalog items, workflows and Flow Designer automations. They learn to model CMDB data and relationships, configure incident, problem, change and request processes, apply ACL-based security, use update sets safely, and build operational reports and dashboards. The course also covers configuration decisions that protect upgradeability and reduce unnecessary customisation.
Delivery combines instructor-led demonstrations with guided work in a ServiceNow training instance. Participants complete configuration tasks against a realistic IT support scenario, diagnose common administration faults and review design choices with peers. By the end of the week, each participant leaves with a documented ITSM administration build: a configured service request, approval flow, SLA, notification, assignment logic, CMDB dependency view and reporting dashboard, together with an application plan for their own environment.
The course is suited to professionals who already work with ServiceNow or IT service management processes and now need to configure, govern or improve the platform. It is particularly valuable where organisations are standardising support operations, improving service visibility or reducing reliance on external ServiceNow administrators.

Requirements and prerequisites
Participants should have practical familiarity with IT service management terminology, including incidents, service requests, problems, changes, SLAs, assignment groups and approval workflows. Experience navigating a ServiceNow instance as an end user, fulfiller or service desk analyst is strongly recommended. Attendees should be comfortable working with browser-based enterprise applications and interpreting basic process diagrams. Prior programming, JavaScript, REST API development and database administration are not required. This is not a first introduction to ITSM; complete beginners should first gain exposure to core service desk processes and ServiceNow navigation before attending.
Training methodology
The course uses short instructor-led explanations followed by configuration work in a ServiceNow training instance. Demonstrations show the effect of each setting before participants configure users, groups, catalogues, flows, SLAs, CMDB records and reports themselves. A continuing IT support case study links daily exercises, so decisions about assignment, approvals, security and reporting must work together. Group reviews compare configuration approaches and identify upgradeability or governance risks. The final session converts the completed build into a prioritised administration and improvement plan for each participant's workplace.

Day 1: ServiceNow ITSM foundations and platform administration
- ServiceNow instance architecture, application scope and ITSM data model
- Navigation, modules, application menus and administrator interfaces
- Tables, records, fields, forms, lists and related lists
- User records, groups, roles and delegation models
- Role inheritance and least-privilege administration principles
- Assignment groups, users and routing data quality
- Introduction to update sets and configuration change control
Workshop: Participants configure a service desk organisational structure with users, groups, roles, assignment memberships and a documented update set.
Day 2: Incident, problem and change process configuration
- Incident lifecycle states, priorities, categorisation and assignment rules
- Business rules and data policies for incident record quality
- Problem records, known errors and root-cause documentation
- Change models, change types and approval governance
- Change risk and impact fields with required-data controls
- Task relationships across incident, problem and change records
- Email notifications, templates and notification conditions
Workshop: Participants configure an incident-to-problem escalation scenario and a standard change model with approvals, notifications and validation controls.
Day 3: Service catalogue and request fulfilment automation
- Service catalog architecture, categories and item design
- Catalog item variables, variable sets and user guidance
- Record producers and request creation patterns
- Requested items, catalogue tasks and fulfilment task assignment

- Flow Designer triggers, actions, conditions and data pills
- Reusable subflows and error handling for fulfilment automation
Workshop: Participants build a laptop-access request item with variables, manager approval, automated fulfilment tasks, notifications and a reusable Flow Designer subflow.
Day 4: SLAs, CMDB and service performance visibility
- Task SLA definitions, start conditions, stop conditions and pause conditions
- Business schedules, holidays, time zones and SLA calendars
- Breach warnings, escalation actions and SLA reporting measures
- CMDB classes, configuration item attributes and ownership fields
- CI relationships, dependency mapping and impact analysis

- Reports, report sources, filters, visualisations and dashboards
Workshop: Participants configure an incident resolution SLA and create a CMDB-backed service dashboard showing volume, breach risk and affected dependencies.
Day 5: Security, release discipline and operational administration
- Access control rules, table security and field-level protections
- Debugging ACL evaluation and resolving access failures
- Configuration versus customisation and upgrade-safe design choices
- Update set capture, preview, conflict handling and commit procedures
- Testing configurations with impersonation and role-based scenarios
- Operational monitoring, administration checklists and configuration documentation
- ITSM improvement backlog prioritisation and release planning
Workshop: Participants complete an end-to-end ITSM administration build review, test it under different roles and produce a release checklist and 90-day improvement backlog.
