HR shared service centres are expected to deliver consistent, timely and compliant employee support while handling fluctuating demand, complex cases, changing policies and pressure to reduce cost per transaction. Service-centre leaders must move beyond queue supervision: they need to design service catalogues, set meaningful service levels, manage case quality, interpret operational data and coordinate effectively with HR centres of expertise, payroll, IT and local HR. This course addresses the practical leadership decisions that determine whether an HR service centre becomes a trusted service partner or a source of repeat contacts and escalations.

Participants learn how to operate and improve an HR shared-services model using service-management disciplines adapted for employee services. The course covers tiered support design, service catalogue architecture, case categorisation, knowledge management, workforce capacity planning, SLA and KPI governance, quality assurance, root-cause analysis and automation prioritisation. Requirements and prerequisites

Participants should have practical experience in HR operations, employee services, HR administration, payroll support or an HR shared-services environment. They should already understand common employee lifecycle processes such as onboarding, employee data changes, leave, benefits, offboarding and policy enquiries, and be comfortable reading basic operational reports in Excel or a comparable spreadsheet tool. Familiarity with an HR case-management platform is helpful but not essential. This is not a beginner HR course: participants do not need to configure ServiceNow, Workday or SAP SuccessFactors, write code, or hold an ITIL certification before attending.

The programme uses facilitated service-centre leadership briefings, worked examples from HR case operations and structured workshops using realistic demand, backlog and quality data. Participants map an employee service journey, calculate staffing capacity, define a KPI scorecard and conduct a calibrated case-quality review.
