Course overview
Service desks sit at the point where operational performance becomes customer experience. When requests are misclassified, tickets are passed between teams without ownership, service targets are unclear, or users receive inconsistent updates, customer confidence falls and support costs rise. This course helps service desk professionals apply ITIL 4 practices to create a reliable, customer-centred support operation that resolves issues efficiently while making communication, escalation and service expectations visible.
Participants learn how ITIL 4 service management practices apply to customer support, including the service value system, guiding principles, incident management, service request management, service level management, knowledge management, problem management and continual improvement. They practise defining support channels, categorising and prioritising tickets, writing service level targets, managing major incidents, building knowledge articles, analysing recurring demand and measuring customer experience alongside operational performance.
Instructor-led workshops use realistic service desk scenarios, including high-volume request queues, delayed escalations, dissatisfied users and recurring incidents. Participants work with sample workflows and dashboard data modelled on ServiceNow and Jira Service Management environments. By the end of the week, each participant produces an ITIL 4-aligned Service Desk Improvement Pack containing a ticket triage model, escalation matrix, service level measures, communication templates, knowledge article structure and a 90-day improvement plan.
The course is suited to professionals moving into service desk leadership, customer support operations or IT service management roles, as well as experienced support staff who need a common operating method across teams. It is delivered over five days in the classroom or live online and includes a certificate of completion.

Requirements and prerequisites
This is a foundation-to-intermediate course and is suitable for complete beginners to ITIL 4. Participants should be comfortable using email, spreadsheets and web-based ticketing systems, and should understand the basic difference between an incident, a request and a customer enquiry. Experience in a service desk, help desk, customer support or IT operations environment is useful because exercises use realistic support scenarios, but it is not required. No prior ITIL certification, ServiceNow administration experience, Jira configuration skill, coding knowledge or formal process design training is required. Beginners should expect to learn the core terminology before applying it in practical workshops.
Training methodology
The programme combines instructor-led explanation of ITIL 4 practices with hands-on service desk design work. Participants analyse ticket queues, classify incidents and requests, draft priority rules, construct escalation paths and review customer communication examples. Small-group case studies simulate a disrupted service, a growing backlog and recurring user issues. Facilitated peer review is used to test whether proposed workflows are workable for agents and understandable for customers. On day five, participants consolidate their work into a Service Desk Improvement Pack and identify actions, owners and measures for a 90-day application plan.

Day 2: Ticket handling, triage and service request workflows

- Service request management models and fulfilment paths
- Ticket categorisation, impact, urgency and priority matrices
- Queue management, assignment groups and ownership rules
- First-contact resolution and transfer reduction techniques
- ServiceNow and Jira Service Management ticket field design
- Customer update standards for acknowledgement, progress and closure

Day 3: Service levels, escalations and major incident communication
