Course overview
Customer support operations can break down when cases arrive through multiple channels, routing rules do not reflect agent capacity or skills, service-level commitments are hard to monitor, and knowledge articles are inconsistent or unused. Service Cloud provides the components to address these issues, but teams need more than feature awareness: they need an operational design that connects case intake, prioritisation, agent workspaces, escalation paths, service metrics, and continuous improvement. This course helps professionals turn Service Cloud into a controlled support operating environment rather than a passive case repository.
Participants work through the practical configuration and operating methods behind effective Salesforce Service Cloud support. They learn to model case processes; configure queues, assignment rules, escalation rules, record types, email-to-case, web-to-case, and Omni-Channel routing; use entitlement processes and milestones to govern SLAs; structure Salesforce Knowledge; and build reports and dashboards for backlog, response time, resolution time, volume, and agent workload. The course also covers Service Console productivity features, Flow-based service automation, data quality controls, and a disciplined approach to testing service-process changes.
Delivery combines instructor-led demonstrations with guided configuration labs in a Salesforce training environment and scenario-based workshops. Each participant develops a Service Cloud Customer Support Operations Blueprint: a documented case lifecycle, routing and escalation design, SLA measurement model, knowledge governance approach, dashboard specification, and 90-day improvement plan. This makes the course useful both for professionals responsible for daily support performance and for managers who need a defensible design for service improvement investment.
The course is best suited to teams already using Salesforce or preparing to standardise support operations on Service Cloud. It is designed for intermediate practitioners who must translate customer service requirements into workable configuration, controls, metrics, and operating routines.
Course objectives
By the end of this course, participants will be able to:
- Model a service case lifecycle using record types, statuses, priority rules, and ownership transitions
- Configure queues, assignment rules, escalation rules, Email-to-Case, and Web-to-Case for controlled case intake
- Design Omni-Channel routing with capacity, presence configurations, skills, and routing priorities
- Build entitlement processes and milestone criteria to monitor SLA commitments and breach risk
- Create a Salesforce Knowledge taxonomy, article lifecycle, data categories, and feedback governance process
- Develop Service Console configurations and Flow automations that reduce repetitive agent work
- Produce service operations reports and dashboards for backlog, ageing, SLA performance, volume, and workload
- Deliver a Customer Support Operations Blueprint with a future-state configuration design and 90-day action plan
Benefits of attending
For you
- Gain the practical vocabulary to turn service-team pain points into Salesforce configuration requirements
- Build credibility as a Service Cloud practitioner who can connect routing, SLAs, knowledge, and reporting
- Create a portfolio-ready Customer Support Operations Blueprint for a real or simulated service environment
- Improve readiness for roles involving Service Cloud administration, CRM product ownership, or support operations leadership
- Make stronger recommendations on case automation and service metrics without relying solely on technical specialists
For your organisation
- Reduce manual case triage by applying structured intake, queue, assignment, and Omni-Channel routing designs
- Improve visibility of SLA exposure through entitlement milestones, escalation criteria, and breach reporting
- Increase agent consistency through a governed knowledge structure and Service Console working practices
- Give service leaders decision-ready dashboards for backlog, ageing, workload, demand patterns, and resolution performance
- Lower change risk by using documented process design, acceptance criteria, testing steps, and a phased improvement plan
Target competencies
Who should attend
- Salesforce Service Cloud Administrators — who configure case management and need to align it with support operations
- Customer Support Operations Managers — who own service performance, staffing visibility, and process improvement
- Customer Service Managers — who need consistent routing, escalations, knowledge use, and SLA control
- CRM Product Owners — who translate service-team requirements into prioritised Salesforce enhancements
- Service Delivery Managers — who must govern customer commitments, breach handling, and operational reporting
- Customer Experience Analysts — who analyse case data and need reliable service metrics and dashboard designs
Requirements and prerequisites
Participants should have working experience of Salesforce Lightning navigation, standard objects and records, reports, list views, and basic user administration concepts. Familiarity with customer support terminology such as cases, queues, SLAs, escalations, first response, resolution, and knowledge articles is assumed. Participants should be comfortable discussing an existing support process and interpreting simple operational metrics. Prior coding, Apex, API integration, or advanced Salesforce developer experience is not required. This is not a first-time Salesforce navigation course; complete beginners should first gain foundational Lightning and Salesforce administration experience.
Training methodology
The instructor uses a realistic customer support scenario to connect each Service Cloud feature to an operating decision. Short demonstrations are followed by guided configuration labs covering case intake, routing, entitlements, Knowledge, Console productivity, Flow, and reporting. Participants review service-data scenarios, diagnose bottlenecks in small groups, and defend configuration choices against SLA and workload requirements. Each day closes with a practical output that feeds the final Customer Support Operations Blueprint, followed by peer review and instructor feedback on an individual 90-day application plan.
