Course overview
Zendesk administrators are expected to turn service policy into a working support operation: tickets must reach the right team, agents need the right context, customers need accurate self-service content, and leaders need trustworthy service data. Poorly configured forms, routing, triggers, roles, and reporting can create duplicate work, missed commitments, inconsistent responses, and avoidable escalations. This course gives participants a practical framework for administering Zendesk in a way that supports measurable customer service operations rather than simply maintaining settings.
Participants configure the core Zendesk Support environment, including users, organisations, groups, agent roles, ticket fields, forms, views, macros, tags, triggers, automations, service level agreements, and business rules. They build scalable ticket intake and routing workflows, establish knowledge-base structures in Zendesk Guide, and create operational dashboards and reports in Zendesk Explore. The course also covers governance: permission design, change control, sandbox testing, data-quality checks, and methods for documenting an administration model that can be maintained after launch.
Teaching combines instructor-led demonstrations with configuration labs in a Zendesk training environment. Participants work through a service-operation case study, progressively building an administration design for a fictional organisation with multiple request types, support tiers, and reporting requirements. They leave with a completed Zendesk configuration blueprint containing field and form specifications, routing logic, trigger rules, macro standards, knowledge-base taxonomy, reporting measures, and a practical implementation backlog for their own team.
The course is suited to professionals taking responsibility for Zendesk administration, service operations, or customer-support process improvement. It is equally useful for managers who need an internal Zendesk owner able to make controlled configuration decisions, diagnose workflow issues, and translate customer-service requirements into platform changes.
Course objectives
By the end of this course, participants will be able to:
- Configure Zendesk Admin Center settings for users, organisations, groups, roles, and access permissions
- Design ticket forms, custom fields, tags, and conditional fields for distinct customer request types
- Build views, triggers, automations, macros, and routing rules that standardise ticket handling
- Apply SLA policies, schedules, and escalation logic to manage response and resolution commitments
- Structure a Zendesk Guide knowledge base using categories, sections, articles, and content governance rules
- Create Zendesk Explore dashboards and reports for volume, backlog, SLA, agent activity, and customer-service trends
- Test and document Zendesk configuration changes using sandbox, change-control, and rollback practices
- Produce a Zendesk administration blueprint for a defined customer-service operating model
Benefits of attending
For you
- Build credible hands-on experience configuring Zendesk Support rather than relying on vendor documentation alone
- Gain a repeatable method for translating service policies into fields, forms, routing rules, and SLA workflows
- Develop the reporting capability to explain ticket trends and service performance to operational managers
- Create a portfolio-ready Zendesk administration blueprint that demonstrates practical platform ownership
- Prepare to take on Zendesk administrator, support operations, or customer-service systems responsibilities
For your organisation
- Reduce manual ticket reassignment through clearer forms, groups, views, triggers, and routing rules
- Improve SLA control by applying consistent schedules, policies, escalations, and exception handling
- Increase agent consistency with standard macros, ticket fields, workflow guidance, and knowledge-base links
- Strengthen management decisions with defined Zendesk Explore measures for demand, backlog, productivity, and service levels
- Lower configuration risk through documented permissions, sandbox testing, change control, and administration standards
Target competencies
Who should attend
- Zendesk Administrators — who configure and govern the platform for support teams
- Customer Service Managers — who need service workflows, SLAs, and reporting to reflect operational policy
- Support Operations Specialists — who improve ticket routing, agent productivity, and service-process consistency
- Customer Experience Managers — who need connected insight into customer issues, self-service, and escalations
- CRM Administrators — who support Zendesk integrations, user data, permissions, and platform governance
- Team Leaders and Senior Support Agents — who translate frontline ticket-handling requirements into Zendesk improvements
Requirements and prerequisites
This is a foundation-to-intermediate course and does not require prior Zendesk administration experience. Participants should understand the basic purpose of a customer-support ticketing system and be comfortable working in browser-based business software, using spreadsheets, and interpreting simple operational measures such as ticket volume, response time, and backlog. Familiarity with customer-service processes, escalation paths, or service-level agreements is helpful but not essential. No coding, API development, database administration, or prior experience with Zendesk Support, Guide, Explore, or Admin Center is required. Complete beginners should expect structured guidance through the Zendesk interface before moving into configuration decisions.
Training methodology
Each day combines focused instructor explanation with live Zendesk demonstrations and guided configuration in a training environment. Participants configure a progressively richer support operation rather than completing isolated feature exercises: they model request types, build ticket workflows, create self-service content, and analyse service data. Short case discussions examine common failures such as misrouted tickets, conflicting triggers, weak permissions, and misleading reports. Group reviews compare configuration choices against service policy. On the final day, each participant turns their work into a prioritised Zendesk implementation and governance plan for their own environment.
Course outline
Day 1: Zendesk foundations and service operating model
- Zendesk product architecture: Support, Guide, Explore, and Admin Center
- Ticket lifecycle, status values, requester records, and organisation records
- Admin Center navigation and account-level configuration principles
- User types, agent roles, groups, and permission boundaries
- Mapping customer-service channels and request types to Zendesk workflows
- Service taxonomy design for categories, priorities, and ownership
- Configuration governance, naming conventions, and change documentation
Workshop: Participants map a case-study support operation and produce a Zendesk administration model covering teams, request types, ownership rules, and governance assumptions.
Day 2: Ticket intake, classification, and workflow automation
- Ticket forms and custom field design for structured customer intake
- Conditional ticket fields and form-specific data capture
- Tags, ticket types, priorities, and data-quality controls
- Views for queues, triage, escalations, and team workload management
- Trigger construction using conditions, actions, and execution order
- Automation rules for time-based reminders and ticket updates
- Macros and dynamic content for consistent agent actions and responses
Workshop: Participants configure forms, fields, views, macros, triggers, and automations for three customer request journeys and test the resulting ticket paths.
Day 3: Routing, SLAs, and controlled support operations
- Group-based routing and assignment logic for multi-tier support
- Skill, product, region, and customer-segment routing criteria
