Course overview
Customer experience leaders are expected to improve loyalty, retention and service efficiency while managing fragmented journeys across digital, contact-centre, field and partner channels. The difficulty is rarely a lack of customer feedback; it is turning conflicting evidence into a prioritised experience strategy, proving where investment will matter, and redesigning services without simply moving effort or failure demand from one team to another. This course addresses that challenge through advanced journey analysis, service design and experience-governance methods.
Participants learn to connect voice-of-customer, operational, behavioural and financial data to customer needs and business outcomes. They build evidence-based personas and jobs-to-be-done, map end-to-end journeys, identify moments of truth, quantify pain points, and create service blueprints that expose frontstage, backstage, technology and policy dependencies. The course also covers experience measurement architecture, including NPS, CSAT, CES, journey-level metrics, root-cause analysis, CX prioritisation and business-case development.
Teaching combines instructor-led strategy sessions with practical analysis workshops, service-design case studies and peer review. Participants work with realistic customer evidence, operational constraints and cross-functional stakeholder scenarios rather than isolated service scripts. By the end of the week, each participant produces a CX transformation pack: a prioritised journey map, service blueprint, measurement framework, improvement backlog, governance model and 90-day implementation plan that can be adapted for immediate use in their organisation.
The course is designed for experienced customer service, CX, operations, digital and commercial professionals who need to lead journey improvement across functions. It is particularly valuable where customer insight exists but decision-makers need a defensible plan for converting it into measurable service and commercial results.

Requirements and prerequisites
Participants should have practical experience in customer service, CX, operations, digital product, marketing or process improvement, and be comfortable discussing customer journeys and service performance. Familiarity with common measures such as NPS, CSAT, customer effort, complaints, first-contact resolution and service-level metrics is assumed. Participants should also be able to interpret basic spreadsheet tables and charts. A laptop with spreadsheet software is recommended for workshop activities. Previous formal service-design training, advanced statistics, coding, Tableau expertise or access to live company customer data is not required.
Training methodology
The programme uses short instructor-led modules followed by applied CX design work. Participants analyse a multi-channel service case, interpret feedback and operational data, map a priority journey, and test assumptions with structured stakeholder perspectives. Small-group workshops use Miro for journey maps and service blueprints, while facilitated critiques examine measurement gaps, policy constraints and delivery risks. Each day adds a component to the final transformation pack. On day five, participants present their proposed improvement portfolio, governance approach and 90-day action plan for instructor and peer challenge.

Day 2: Journey mapping and service blueprint design

Day 3: Measurement architecture and experience insight
